Many small to medium-sized businesses in Ireland face challenges in managing customer inquiries efficiently, especially during peak times or outside of regular working hours. This can lead to longer wait times for customers and increased pressure on your service teams.

Why this matters for SMEs

Improving how you handle customer interactions can significantly impact your business's reputation and bottom line. It directly affects customer satisfaction, sales teams, and operations departments by ensuring queries are resolved quickly and consistently.

What it looks like in practice

Consider Mary, the Operations Manager at 'Green Living Ireland', a medium-sized online retailer of sustainable home goods. They receive a substantial number of customer queries daily about order status, product details, and returns.

Before conversational AI: Mary’s team of three customer service agents spent most of their day answering repetitive questions. When traffic spiked, customers often had to wait on hold for 10-15 minutes or wait a day for an email response. This led to some negative online reviews about slow support, and Mary frequently had to step in to help clear the backlog.

After implementing conversational AI: Green Living Ireland introduced a conversational AI assistant on their website and Facebook Messenger. Now, when a customer asks, "Where is my order?" the AI assistant, integrated with their order system, can instantly provide the status and tracking link. For product questions, it can pull information directly from their product database. More complex issues, like a damaged delivery, are smoothly escalated to Mary's team, complete with earlier interaction history.

Mary's agents now spend less time on routine tasks and more time on complex cases, where their human expertise is most valuable. Customers get immediate answers to common questions, leading to a noticeable improvement in satisfaction scores and fewer dropped calls. The initial investment of around €5,000 for setting up and training the AI was recouped within six months through reduced agent overtime and improved customer retention.

What could go wrong

  • Poor setup: If the AI isn't properly trained or integrated, it can give incorrect information or frustrate customers, doing more harm than good.
  • Over-reliance: Expecting the AI to handle all inquiries without human oversight means complex or sensitive issues might be mishandled.
  • Data privacy concerns: Ensuring the AI system complies with GDPR regarding customer data is crucial and requires careful attention.
  • Loss of personal touch: Customers might feel they're not interacting with a real person, which could detract from the personalised service an SME often prides itself on.

What to try this week

  1. List frequent questions: Ask your customer-facing staff to list the top 5-10 most common, repetitive questions they receive daily. This will give you a clear starting point for AI automation.
  2. Research AI options: Look into conversational AI platforms that cater to SMEs. Many offer free trials or introductory pricing, allowing you to experiment without a large initial outlay.
  3. Define a small pilot: Choose one specific, routine task that your AI can handle first, like providing opening hours or answering frequently asked questions about returns, to test its effectiveness.

Even small steps in adopting conversational AI can make a real difference to your business and your customers.
